Step 1: The Genuine Apology (Listen & Acknowledge)

 

Do not start with an excuse. Start with a human-to-human apology. Don’t use a canned macro that feels cold.

  • Bad Response: “Our system shows your package is delayed. Please check the carrier’s website.”

    • The “Meh” Solution: “Please send it back, and we’ll issue a refund once we get it.” (This makes the customer do work).
    • The “Wow” Solution: “I am so sorry about that. Please don’t worry about sending it back—just keep it or donate it. I am overnighting you a replacement, free of charge, and I’ve added a 20% off coupon for your next order as an apology.”
  • The Problem: The package is lost (a WISMO).
    • The “Meh” Solution: “Looks like it’s stuck. Let’s wait a few more days.”
    • The “Wow” Solution: “I see it’s stalled, and that’s not acceptable. I’ve just filed a ‘lost package’ claim with the carrier myself. In the meantime, I am shipping you a replacement today via 2-Day Express, at no cost. You shouldn’t have to wait for our problem.”
